I have been talking a lot about the necessity to align product strategy ( or business strategy, if you like) with the product development process. 

 

Here is a real story from Silicon Valley about a failed A.I. execution. A few weeks ago, I was in a meeting with a famous consultant and he told me this story:

A few years ago, one of the very, very well known e-commerce portals had developed a business strategy based on retention and upsale (or back office sale if you like).

 

Executives wanted the top customers to receive top, fast support. They allocated this task to operational managers.

 

Soon, data scientists and engineers started to work on a system that would identify the top-paying customers, analyze the text of the request, and route the request appropriately. 

 

It seemed like a great idea but the actual implementation did not work for multiple reasons.

One reason was that even if the topic of the customer request could be routed correctly and was prioritized as it arrived in the system, the request would fall into the back of the queue of the individual support agent.

The management filed to get the full picture of the process. When using A.I. in conjunction with Natural Language Processing to solve one step of a multiple step process, you cannot a problem affecting the whole process. You need to understand each element of the process and solve each step accordingly.

 

Another reason was that even though no algorithm has a perfect outcome, and a portion of the results is always flawed, no one in the ops management had thought about how to handle the imprecision of the system at scale. 

 

 Do not be like these managers. You can be much better.
